Create a Customer Support Handoff That Preserves the Conversation

A support handoff happens when an issue moves between people, shifts or teams. The next person needs enough context to continue the conversation accurately. Passing along a ticket number alone can leave them searching through messages or asking the customer questions that have already been answered.

Summarise the current situation

Write a short, factual description of the customer’s problem and its present status. Include the relevant product or service, the business impact reported by the customer and any action already attempted. Distinguish what the customer said from what your team has verified. A suspected cause should remain labelled as a possibility until it has been confirmed.

Make the next responsibility explicit

Identify the person or team taking over and the specific action expected from them. Include any deadline or update time already promised to the customer. Do not introduce a new promise during the handoff unless someone has authority to approve it. Link the original conversation and related records so the next person can check details without relying only on the summary.

  • Issue: what the customer is trying to do and what is blocking it.
  • History: relevant steps taken and their observed results.
  • Commitment: the update or action already promised.
  • Next owner: who acts next and when to raise an unresolved issue.

Confirm receipt and maintain one record

The sending person should know that the handoff has been accepted, particularly when a time-sensitive response is involved. Update the shared record rather than creating several conflicting summaries in separate chats. Review a sample of handoffs to see whether essential details are regularly missing. Avoid passing unnecessary personal information to people who do not need it for the task. A good handoff gives enough context to help while keeping the conversation organised and focused.

Take it into your working day

Transfer the problem, verified history, existing commitments and next action together—not just the ticket.
